Cellphone went in for repairs

I took my device in for repairs, the screen was cracked, and at the store the lady who helped me said it will take /- 2 weeks. I then waited and there was no communication or feedback, i called the number (0118442800) and i waited more then an hour for response and i hung up after that i emailed [Email Removed] i got a response via email and the person said they only received the device on the 05/12/2013 and took the phone to the shop on the 04/11/2013. the reply to was that the claim was received and will be repaired, i was given a job nr.: 9374256 for the claim.
On the 21/01/2014 i emailed and asked about my device i got a reply stating they don`t have the device and the device does not have insurance.
my question why was i sent pillar to post and to and now all of a sudden my device don't have insurance but i pay for it and i want to know where my device is.
I need answers and need them urgently.
