Good service then bad service

A while back I complimented Nashua on their polite service when I was renewing my contract, unfortunately it seems this is the only way you get this service. 3 months ago my boyfriend dropped his phone whilst out and when he realised this and went back it had been taken. He contacted Nashua to inform them and claim on the insurance, he informed them that the contract sim card was not in the phone and was told this was fine and go ahead with the claim. After been giving the run around the claim was finally processed and was told they would get back to him. He eventually had to phone them and was told they would not put the claim through as the contract sim was not in the phone at the time, which he told them! He asked for a better explanation as to why and was told they would get back to him. Today he had to phone them again! To be told that they would still not process it because of the same reason. I found this ridiculous as well as the insurance is for the phone not the sim card. We have decided that if this is the service we will get then we will take our business elsewhere.
