Unable to allocate payments

We purchased an item from Russells last year and my wife specifically instructed that payments will be made via internet banking every month, but her account was still debited.
After that was eventually corrected, she has been making payments every month.
We then got a call saying that the account is 3 months in arrears! (and we do not receive statements despite requesting the address be changed to our new address).
Verified that the Russells bank account number is correct, and that the reference number used is correct, and sent proof of payment, and still no one is able to allocate the money that has been transferred. How difficult is it really??? Now you expect us to go to a branch (who said they cannot assist with finance queries) and still expect the amount to be paid?!? BUT WHERE IS THE MONEY THAT HAS COME OFF HER ACCOUNT AND PAID TO RUSSELLS??? Is there anyone in the finance dept, who actually knows finance, please assist???
