Failure to refund

Where is the refund? Since we received the reference number and our e-mail correspondence on 5; 7; 19; 21 and 27 Oct 2013, and a telephone call today. Now Greyhound should be not charging a 20% administration fee because I have wasted my time and effort following up on poor administration.
