Shocking service

My home loan debit did not go through on 25 December 2013 due to the fact that we were on holiday. I sent a mail on 7 January 2014 with the reference number from the SAP confirming the case opened as on 7 January a debit was made against my account which was money that I had reserved for my childs studies as the deposit needs to be paid by tomorrow. I received a reply stating that they could not refund this as the loan was slightly in arrears, however I know this and it was not paid due to not wanting to pay but due to a matter. I received a reply 5 days later that was Monday, I responded on Monday and still have not had a reply. As far as I am aware I gave permission for a debit order on the 25th not on the 7th, this has really put me in a difficult situation as my child will not be able to study further. I am on my own and have no support. They do not even have the decency to respond.
