Different story regarding policy payout documents

We have a policy that have to pay out after my grandmother passed away. We have contacted Metropolitan life numerous times but they have a different story every time we contact them. The first time we were advise to bring a appointment letter of master and certified copy of death certificate. Today presenting these documents, this is now not sufficient. The letter has my gran's id and full names but now they sent us away again requesting letter to show policy number of death. The consulting is passing the buck if you ask me and is unwilling to help! The certified copy is also now not enough, they need the original. Why does every consultant have a different story? This is unacceptable! Is it not traumatic enough to loose a loved one, the admin should not cause so much frustration.
