Poor Response on appeal process

My car is needing repairs and I placed a claim with my Motorite insurance. I was late for one service as I had to travel 3800km for an unscheduled work related crisis on a project I was responsible for. I had to therefore reschedule my planned service and this took me over my kilometer limit. Other than than that i have maintained an exemplary service record. Motorite said I could appeal their initial refusal to take circumstances which were outside of my control into consideration. My appeal was lodged with them and it has now been three weeks and I have had no response whatsoever. When I contacted them today, I was told they had lost my paperwork and I have to resubmit my appeal. I am still stuck without a vehicle. My unhappiness in their poor response to my legitimate appeal and their apparent unwillingness to consider a legitimate reason to waver their terms and conditions. I respect the fact that I agreed to their terms and conditions, but there is surely also a place to be reasonable.
